So much so, that the LeaseAccelerator team thought it a perfect topic for the inaugural installment of the <a href=\"https:\/\/walkme.wistia.com\/medias\/o962a5ubpw\" target=\"_blank\" rel=\"noreferrer noopener\">DAP Pro Show<\/a>. In that webinar, I discuss my own experience overcoming what I see as the most common impediments to scalable valuation \u2014 documentation and process formalization.\u00a0<\/p>\r\n\r\n\r\n<p>To scale the solutions that drive the most value we use historical data, which helps us model impact. The collection and analysis of that data gives us the information we need to reasonably forecast future outcomes.\u00a0<\/p>\r\n\r\n\r\n<p>Accurate model calculations depend entirely upon predictability, from an operational perspective. So, we focus on documentation and formal (digital) processes, as these are the factors that most facilitate that priority.\u00a0<\/p>\r\n\r\n\r\n<p>Complexity tends to build itself but simplifying touchpoints will help limit confusion and promote engagement. Who knows? Maybe you\u2019ll be inspired to create scalable, repeatable processes and documentation in your own program.\u00a0<\/p>\r\n\r\n\r\n<p>Let\u2019s start with an example.\u00a0<\/p>\r\n\r\n\r\n<ol class=\"wp-block-list\" start=\"1\">\r\n\t<li>Process Trigger &#8211; Request\u00a0<\/li>\r\n<\/ol>\r\n\r\n\r\n<p><strong>Action:<\/strong> A <a href=\"https:\/\/app.screencast.com\/2keEUensHjs21\" target=\"_blank\" rel=\"noreferrer noopener\">content creation request<\/a> is submitted (<a href=\"https:\/\/app.screencast.com\/kRzNZH4WAM7X9\" target=\"_blank\" rel=\"noreferrer noopener\">associated process automation<\/a>)\u00a0<\/p>\r\n\r\n\r\n<p><strong>Context: <\/strong>We\u2019re a SaaS accounting platform that provides lease management, reporting, and lifecycle automation. According to our Support team, when users enter special characters in their Lease Schedule numbers (a user input field in our software), the effects on our reporting engine are catastrophic.\u00a0<\/p>\r\n\r\n\r\n<ol class=\"wp-block-list\" start=\"2\">\r\n\t<li>Process Step \u2013 Review\u00a0<\/li>\r\n<\/ol>\r\n\r\n\r\n<p><strong>Action: <\/strong>Read through the details provided by the requestor and collect answers to open questions.\u00a0<\/p>\r\n\r\n\r\n<p><strong>Context: <\/strong>In this scenario, we wanted to know how those tickets are currently classified. We also discussed impact both on the Customer and the Support team.\u00a0<\/p>\r\n\r\n\r\n<ol class=\"wp-block-list\" start=\"3\">\r\n\t<li>Process Steps \u2013 Build | Test | Publish\u00a0<\/li>\r\n<\/ol>\r\n\r\n\r\n<p><strong>Action: <\/strong>Evaluate the needs identified in the review step and design a solution that maximizes value.\u00a0<\/p>\r\n\r\n\r\n<p><strong>Context: <\/strong>Since we understand the nature of the problem, we can safely assume that modifying this behavior will prevent several high priority support tickets and decrease the overall workload on our support team.\u00a0<\/p>\r\n\r\n\r\n<div class=\"wp-block-media-text alignwide is-stacked-on-mobile\" style=\"grid-template-columns: 65% auto\">\r\n<figure class=\"wp-block-media-text__media\"><img decoding=\"async\" loading=\"lazy\" class=\"wp-image-14372 size-full\" src=\"https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Alexalert_0863e39b.png?w=1024&#038;h=644&#038;crop=1\" alt=\"Solution: \r\nAlex Alert \r\nThese are guardrails that provide warnings and\/or guidance as customers interact with our application. We build them using a variety of deployables from SmartTips and Launchers, to Smart Walk-thrus.\u00a0They may function as a standalone notification, or in combination with other resources, depending on the behavior we want to promote.\u00a0<\/p>\r\n<\/div>\r\n<\/div>\r\n\r\n\r\n<p>In this case, a user is being educated as to the use of special characters in the definition of their <em>Lease Schedule #<\/em>.\u00a0<\/p>\r\n\r\n\r\n<p>Alex provides the list of unacceptable characters in the alert, so the user has all the information they need to adjust appropriately.\u00a0<\/p>\r\n\r\n\r\n<ol class=\"wp-block-list\" start=\"4\">\r\n\t<li>Process Step \u2013 Monitor\u00a0<\/li>\r\n<\/ol>\r\n\r\n\r\n<p><strong>Action: <\/strong>Compare baseline data to performance post-deployment.\u00a0<\/p>\r\n\r\n\r\n<p><strong>Context: <\/strong>This <em>Alex Alert<\/em> was evaluated (Validation SmartTips check against parameters defined in the Rules Engine to determine this number) 6690 times between 04\/01\/2022 \u2013 06\/30\/2022.\u00a0<br \/>\r\nOf those evaluations, 197 users triggered the pop-up.\u00a0<\/p>\r\n\r\n\r\n<p>In our initial review step, we collected ticket data related to special characters in Schedule Number definitions. Now we can predict annual value.\u00a0<\/p>\r\n\r\n\r\n<figure class=\"wp-block-image size-large\"><img height=\"533\" width=\"1024\" decoding=\"async\" loading=\"lazy\" class=\"wp-image-14364\" src=\"https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Extrapolation-min_5263e39a.png?w=1024&#038;h=533&#038;crop=1\" alt=\"How to measure impact and ROI for your digital adoption platform: Process, documentation, templates &amp; more \" srcset=\"https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Extrapolation-min_5263e39a.png 2200w, https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Extrapolation-min_5263e39a.png?resize=300,156 300w, https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Extrapolation-min_5263e39a.png?resize=1024,533 1024w, https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Extrapolation-min_5263e39a.png?resize=1536,799 1536w, https:\/\/www.walkme.com\/blog\/wp-content\/uploads\/sites\/2\/2023\/02\/Extrapolation-min_5263e39a.png?resize=2048,1066 2048w\" sizes=\"auto, (max-width: 1024px) 100vw, 1024px\" \/><\/figure>\r\n\r\n\r\n<ol class=\"wp-block-list\" start=\"5\">\r\n\t<li>Process Step \u2013 Review\/Monitor cycle\u00a0<\/li>\r\n<\/ol>\r\n<p><\/p>\r\n<p>Demo 1 &#8211; Maintenance Dashboard &#8211; incorporates thresholds for quick review<\/p>\r\n\r\n\r\n<p><strong>Action: <\/strong>Given the nature of a SaaS platform, we can proactively anticipate whether our product team intends to incorporate functionality that meets the need addressed by our solution, so we review product release roadmaps for native improvements and monitor performance at regular intervals\u00a0<\/p>\r\n\r\n\r\n<p><strong>Context: <\/strong>Our formal process includes engagement thresholds (limits are specific and relative to maintenance complexity).\u00a0<br \/>\r\n\u00a0<br \/>\r\nIf a solution doesn\u2019t meet engagement requirements (i.e., <em>20 or more interactions<\/em>), <strong>and<\/strong> maintenance is necessary, then its ROI data is re-evaluated by the experience team. The solution may be retired until such time as it becomes either more valuable or easier to maintain.<\/p>\r\n\r\n\r\n<p>In an effort to further facilitate the conversation for y\u2019all, I built an <a href=\"https:\/\/docs.google.com\/spreadsheets\/d\/1HyQC2wkOvCZD33Xp66PptxmK-IM74dXBYIUWY5tpFfI\/edit?usp=sharing\" target=\"_blank\" rel=\"noreferrer noopener nofollow\">ROI calculator<\/a> in Google Sheets. It incorporates the average hourly cost of a resource (Customer Support). The calculator combines <em>that<\/em> with the resolution rate to extrapolate the <em>Current Cost<\/em> (hours\/day) per ticket. It incorporates the <em>Cost to Improve<\/em> amount and takes it one step further by accounting for the <em>Cost to Maintain<\/em>.\u00a0<\/p>\r\n\r\n\r\n<p>We build this data into the process and document each step making it easy to communicate the value of the tool and, by extension, <strong>the team<\/strong>.
